GROUP MANAGER, TRAINING, QUALITY AND BOH PROVISIONING

Bris based - $140,000 + super + bonus opp

As Group Manager – Training, Quality & Back of House (BOH) you will be reporting directly to the Group Executive, Contact Centre Operations, and have full accountability for the delivery a multi-site friendly, professional and consistently high-quality service aligned to SLA’s, through the delivery of a best-in-class QA program, Back of Office Provisioning/Processing (BOH) and front-line Training and Development across the group (on and offshore).  You will be leading through a team of on and offshore Channel Managers and Team Leaders.

Your key responsibilities will include:

  • Working in close collaboration with other Group Managers who each have accountability for 3-4 clients 

  • Managing the day-to-day performance of the QA, Training Delivery & BOH teams to deliver best in class services, including meeting or exceeding all KPIs and delivering within budget.

  • Setting the strategy for the development of the QA, Training Delivery & BOH teams, which includes remaining abreast of new practices and technologies that underpin the successful delivery of best in class shared services, maximising on both the CX and ROI.

  • Lead, inspire and co-ordinate your leadership team who are collectively leading 25 trainers, 45 QA specialists and 200 BOO provisioning consultants

  • Remaining close to the data to ensure you remain current with the end-to-end customer contact processes and CX

  • Design and development of recruitment, training, induction and coaching strategies for the operational support teams

  • Work closely with HR, L&D and Training delivery teams, enjoying the responsibility for the ongoing development of all levels of contact centre colleagues.

  • Applying best practice, develop continuous improvement plans and make recommendations based upon the employee and customer insight.

  • Operate as the Voice of the Customer (internal and external), championing/driving current and future change and improvements to continuously improve on the CX  

  • Deliver cost efficiencies and increased Customer Satisfaction Scores.

  • Enhance the quality of customer interactions, ensuring quality assurance, compliance, regulatory and legal obligations are met across all interactions

PLATINUM CUSTOMER SERVICE OFFICER

Bris based - $60,000 + super
Full Time

This is a unique inbound customer service role that is loaded with variety and challenge. You will be their national Platinum Customers go-to person for any orders, enquiries or seeking issue resolutions for all and any of their service offerings – whatever their needs are you will be trusted to operate as the conduit between your internal departments (operations, accounts, etc) and their stakeholders, ensuring their enquiry/request is given the priority.

Your key responsibilities will include: 

  • Operating as the first point of contact for Platinum Corporate Clients orders, price enquiries, general enquiries and concerns

  • Ensuring first call resolution is a focus to deliver ‘best practice’ outcomes

  • Operating as the conduit between each customer and the organisation, to ensure a timely response is delivered in line with SLA’s

  • Prioritising needs of customers whose services have not been delivered by identifying the appropriate department/business unit and addressing the need as a priority, then facilitating a route cause analysis process when service levels are not achieved to ensure the problem is not systemic and has been rectified

  • Extensive stakeholder engagement and management to support a proactive and seamless customer-centric service

  • Work in close collaboration with various members across the organisation, developing strong partnerships with them to ensure a customer-centric approach is at the heart of all decisions and recommendations, and timely quality service is sustained

  • Risk management and risk mitigation regarding platinum accounts, through the supporting and promotion internally of a high-performance culture, which includes encouraging a customer-centric approach in the solutions being presented

  • Maintenance of the CRM to ensure currency of information

CONTINUOUS IMPROVEMENT LEAD

Full Time

Seeking to appoint a national Continuous Improvement Lead to support their on and offshore multiple contact centres and BPO teams. Reporting directly to the Group Manager of Business Operations, you will be empowered to collaborate with their contact centre operational teams and key stakeholders, to identify business process pain points with root cause analysis and build robust scalable solutions to drive efficiency and customer experience improvement.


Key responsibilities will include: 

  • Stakeholder engagement & management, including leading through influence

  • Facilitate process redesign workshops to identify business process pain points, root causes and robust, scalable solutions to drive process efficiency and customer experience improvements

  • Document business processes using industry standard business process modelling notations

  • Understand current process performance and analyse data to identify opportunities for improvement –

  • Identify & drive process inefficiencies within the customer contact centre operations

Seeking to appoint a Knowledge Management Leader to play a lead role in the development, deployment and currency of a best in Class Knowledge Management System (KMS) to support their national and international contact centre operations.

Key responsibilities will include:

  • Stakeholder engagement and management 

  • The identification of what and where the required information is currently located/accessed

  • Prioritise and manage workload, including leading remote teams

  • Maintenance and continuous improvement of the knowledge management system

  • Liaise/engage with business or external parties to gather, document and review business and process requirements through to sign off
